AI-assisted customer support: speed with reliable answers

Use AI to prepare and route replies, with up-to-date sources and a clear handover to a person.

Customer support organised around AI assistance and human escalation

01

Distinguish a reply from a resolution

An immediate reply does not necessarily resolve the request. Define the situations support handles: product information, order tracking, incidents or complaints. For each, specify what counts as completion.

Identify tasks where AI can help categorise, search or prepare a draft. Track total time and rework to see whether the assistance actually makes the job easier.

Speed matters, but a case also needs an accurate answer and a clear next step.

02

Build a reliable answer source

Gather approved information: instructions, procedures, applicable terms and internal contacts. Identify their version and who keeps them current. A reply should be traceable to the source used.

For customer-specific data, use authorised access and the necessary checks. Do not let AI infer an order status or identity from plausible wording.

03

Limit automatic commitments

Define what the assistant can explain and what requires a human decision. A suggested reply must not invent a deadline, discount or refund. Exceptions should go to someone who can examine the case.

Have replies reviewed during the pilot, particularly when a message commits the business. Check accuracy, tone and missing information before allowing more automation.

04

Plan a handover without making the customer start again

Identify unclear requests, customers who want to speak to a person and sensitive situations. Arrange a handover with useful history and processing status, without passing on more data than needed.

If a source is missing or a tool fails, keep the request pending with an owner. A fallback reply should explain what can happen next, not present the case as resolved.

05

Measure quality after rollout

Track response time, resolution time, reopened cases and corrections needed. Compare similar requests and review a sample of replies.

Revise sources and rules when errors recur. Improvement should reduce overall effort for the customer and team rather than shifting work into later complaints.

  • Defined situations and resolution criteria.
  • Approved sources kept up to date.
  • Limited commitments and a clear escalation route.
  • Tracking for rework and reopened cases.
